Description
This scenario-based interactive e-learning course prepares hotel staff to respond professionally and confidently to common guest complaints. The course focuses on de-escalation, empathy, active listening, effective communication, and timely problem resolution.
Learners practice responding to realistic situations involving housekeeping concerns, noisy guests, slow or inconsistent service, missing amenities, unfriendly staff, poor food quality, foul odors, and malfunctioning room electronics.
The course was designed to move beyond simply presenting information. Learners are given opportunities to make decisions, evaluate appropriate and inappropriate responses, and apply complaint-handling strategies in realistic guest interactions.

Identified Performance Gaps
This course was informed by industry research and professional conversations with hotel managers and directors during my experience as a corporate trainer. Through these conversations, I gained insight into recurring guest-service challenges, the types of complaints employees encounter, and the difficulties staff may face when responding to dissatisfied guests.
Who Was Involved

What Was Analyzed
Common guest complaints involving housekeeping, noise, amenities, service delays, staff interactions, food quality, odors, and room equipment.
Communication challenges that can cause a complaint to escalate.
The importance of empathy, active listening, professionalism, and timely resolution.
The difference between an appropriate response and a response that may further frustrate the guest.
Key Finding
The research and conversations indicated a need for practical training that helps hotel employees move beyond simply responding to complaints and instead de-escalate situations, demonstrate empathy, communicate professionally, and take appropriate action to resolve the guest's concern.
These findings informed the development of a scenario-based eLearning experience where learners can practice making appropriate decisions in realistic guest interactions.
